DSES: Can You Feel Me Or Is It The Customer Experience?

DrivingSales Executive Summit 2014 is officially in the books. It was a sold out event once again that enveloped the Bellagio Hotel in Las Vegas for the better part of three days. Planned was a (digital) star-studded keynote speaker list plus some of the finest breakout speakers, many dealers, for those in attendance. Here's some highlights form the event from IM@CS' perspective:

Day One

Just as last year, there was a Canadian Breakout Session housing some of the top companies from our neighbors to the north along with some powerful presenters including Grant Gooley and Jeremy Wyant. Jay Radke and Brent Wees definitely brought the "eh" for a second time. Rumor is that next year will be bigger and better (and DSES will NOT be during Canadian Thanksgiving!).

After Emcee Charlie Vogelheim’s grandiose welcome of the attendees, DrivingSales' founder Jared Hamilton managed a uniquely powerful opening recognizing a few members of the car dealer community from stage for thie personal triumphs and celebrations. Most poignant was a heartfelt message and standing ovation for Courtney Cox Cole of Hare Chevrolet. Just completing her last round of chemotherapy a few days prior to the opening of DSES, her presence was missed however her spirit was felt.

The first keynote was Florian Zettelmeyer of The Kellogg School of Management hitting hard on data, telling dealership attendees to get smart on analytics. Well, it was more like "become data scientists", however put the message was clear. This year's Best Idea Contest followed and the audience was treated to some unique ways of approaching the "digital sprawl" that's occurring for dealerships (winner was a repeat of last year, Robert Karbaum). Add to that Mr. Vogelheim’s “costume” unveil, a cowboy shirt that was a present from CADA’s Tim Jackson.

Breakouts began and the session IM@CS attended was with Shaun Raines and Tom White Jr. As expected they hit their stride quickly offering specific actions to dealers that want to build a unique brand, market awareness and make customers the center of their world. Word back from other sessions was positive.

The Fireside Chat that followed had good information however it lacked some of the powerful punch from previous events (DSES and Presidents Club) that had the audience leaning forward or nodding/shaking heads in agreement/dischord. Jared guided Cars.com's Mitch Golub and DealerSocket's Jonathan Ord through a bevy of industry-directional questions and statements.

Day one's evening keynote was Brian Solis, who essentially is Altimeter Group's head analyst focusing on disruptive technology. As expected he brought insight, candor and a new perspectives to the majority-dealer audience, bringing up challenges and opportunities that the industry is facing now and in the near term. He touched on customer experience, the mobile audience, disruption occurring now that is effecting vehicle sales (Tesla and Uber were examples). He signed books immediately after as the reception began.

Day Two

 

Mike Hudson from eMarketer, a nicely-paced review of where the target is moving with consumers in regard to mobile, engagement, disruptive tech and how the sales funnel has move. Like Solis the evening before, he warned dealers and OEMs to stay up with consumer demand for information and provide only value-based experiences.

Breakouts followed and included such speakers as Bobbie Herron and Brian Armstrong in a joint session on utilizing a BDC or not and Jeff Kershner discussing the mobile-based shift for today’s showrooms. Then Jared hosted a fireside chat with two top executives from the newly-formed CDK Global (previously The Cobalt Group). The keynote before lunch featured Adam Justis of Adobe talking about how dealership marketing must be customer-centric and fully integrated, further pushing the “customer experience” drumbeat for the weekend.

After lunch it was Innovation Cup time and this year’s finalists covered a broad range of dealer services. Not all new however all had a updated take on what is essentially consumer engagement via their technology (NewCarIQ ended up with the win).

Then, it was time for speed listening with Jared Hamilton. His keynote this year, “Competing on Customer Experience”, was another blistering wordfest of reality and must-do strategy, followed by a first-of-its-kind video compilation of customer feedback on car buying experiences. The full study isn’t due until next year, however the teaser included a handful of truthful, hard-hitting testimonials that dealers must listen to.

Afternoon breakouts ensued, showcasing among others Eric Miltsch of Command Z Marketing on wearable tech, Megan Barto of Ciocca Honda & Hyundai on dealership culture, Mike Martinez of DMEautomtoive on putting mobile as your top strategy, Mario Clementoni of NADA on best practices and Joe Chura of Dealer Inspire on website/lead optimization. Chura gave out some valuable “freebies”, third party tips, software/programs and offers that included one from Google not previously known.

Closing our day two was a second-time speaker that couldn’t have come at a more appropriate time. Rand Fishkin of MOZ (formerly SEOmoz) dove right into what must-use best practices need to be deployed today for SEO to stick. Raising the bar he set two years ago, his presentation dealt with can-do/don’t-do advice and the Q&A addressed misinformation/misconceptions that many dealers hear regularly through auto industry sources.

Day Three

Charlie and Jared started the morning with the winners of the Innovation Cup then immediately into the 4th Annual Digital Media Debate hosted by Joe Webb of DealerKnows Consulting. A slightly different format than previous years, two retail executives, two consultants and two vendors addressed topics ranging from Adaptive vs Responsive websites to relying on third party leads, conglomerate vendors versus specialized suppliers and one-price stores versus traditional.

The last round of breakouts showcased Christian Salazar of DealerFire on how consumers are finding your website and content, Aaron Wirtz from Subaru of Wichita recapping how the store addressed their potentially damaging PR debacle and turned it into a complete positive (that ended up going viral) and David Kain of Kain Automotive talking about how to make memorable connections with your customers that last.

Closing the 2014 DSES event was Bryan Eisenberg of Eisenberg Holdings. His presentation, bookending Florian’s from Sunday, was an appropriate ending note on the customer experience “Cool-Aid”. Hitting right on topic after topic regarding analytics, measurement, impending trends in consumer shopping and more, Mr. Eisenberg pulled no punches in telling dealers how they need to change their marketing practices to match the consumer path.

Charlie then reintroduced Jared for the shortest closing remarks of the six years DSES has been produced for the industry’s leading dealerships. It was a fitting end to what surely was the most information-filled conference of the year.

The Year 2012 In Review? (What’s An Automotive Industry Nutshell?)

(Warning, 1000 words below!)

OK,
who's got their 2013 game face on? Nobody? Good, let's make things difficult!!!
2012 was one heck of a year: consumer demand is still up and growing for cars
(although demand still outstrips what sold), mobile use is skyrocketing (albeit
not remotely matched by dealers providing strong solutions), digital demand is
still growing at a breakneck pace (while use of traditional media by
dealerships is up), vehicle technology, especially in-car, is amazing and
overwhelming (while we still can't truly get a MPG sticker correct without driving like we're dying) and quality
is better than even with IQS improving (hand-in-hand with more
"media" coverage of massive recalls). Yup, 2012 was quite the year…

So ask
a car dealership what they're doing and about 16,500 answers will flutter
around "more _________ and less ________ while focusing on our key
strengths in _____________". And that, by the way, will be the answer
around January 5-15th because, unlike other industries that revolve around
retail, we seem to be focused on a date non later than January 5 to close the
year. Newsflash: 2012 is done. Make more calls, send more emails, offer more
dealer cash/rebates/incentives/consumer cash/financing discounts and leases and
you're still not going to sell more. Hello?!?! The "Oh, we pulled 10 more
from our competitor" crap doesn't fly. You'll sell what was essentially
already in the hopper and be happy with it.

Over the last twelve months we saw
highs and lows in the automotive industry, mostly driven by International
factors like economy, emerging markets, regulation, partnership and bankruptcy.
As a matter of fact, we are more tied than ever to what happens in Europe and
Asia, even considering how insular as we tend to be. Whether or not we get to
see a new Cadillac in the States depends more on what happens in Germany than
ever while BMW's success likely depends on what happens in South Carolina. 2012
saw the continued demise of storied as well as soft brands everywhere.

In the passing of this last year, it's
important to reflect on how we actually invited people into showrooms while not
making it any more enjoyable (except for the new showrooms which mostly made
the factory happy while getting better looking floor tiles and slightly better
tasting coffee to customers and some of those neat kids' play rooms we desperately needed). We
switched website CMSs, dealership CRMs, DMSs, SMSs and POPs but did satisfaction with
dealerships actually go up as much as 2012 IQS? Jaguar is still tops
(well, 2nd behind Lexus for 2012 models) on the list and they can't seem to
sell the damn cats…

What did 2012 deliver to your business?
If you've not asked your customers more than your factory reps, your
salespeople and your accountant, you will miss the boat by a larger gap in
2013. Yes, you will continue to sell cars next year and maybe, fortunately more
again, but where does that stop based on solely looking back or not at all?

Where your concentration needs to be,
right now, is around March 2013 because your next 6-8 weeks are already figured
out for the most part. No matter how many "cycles" we have, after 100
years of automobile sales most think that there is some magic to the last few
weeks of the year. Bullhooey.

If you want to succeed starting next
Tuesday, there is no other way to do it than be steadfast in every aspect of
your staff, processes, facility and follow through. Your greatest efforts need
to be put into place around the touch points (hint: it's not the cars!). Those
are showroom (real and virtual) and people. Nothing else matters without those. We are asked regularly how to "jumpstart" sales to the
effect that many talk about in the industry. If you've not been bombarded by
spam marketing and videos, it usually sounds like "100 to 500 cars
overnight with our processes" and "our sales events will have people
driving in from everywhere" and don't forget "our websites will
optimize so well (or drive leads so easily), no other dealer will be able to
touch your numbers, you'll dominate and just have to deliver cars". Rat
dung!

Get the best assets in your business
today that understand how everyday people use technology and expect to be
communicated with. If that means more green peas, then do it! Training?!?!
Tearing down your salespeople to build them back up means you have the wrong
people and wrong processes! It's not "that Internet thing" any more
than your cars are "those things that have engines and tires". It's
time to grow up and look forward. If you 15-pounder 15% of your customers, expect 50%+ of
your reviews to scream you suck.

If you want to look at things in a
nutshell, read another whitepaper about how great a solution is (6- to
12-months after it's relevant while you signed up to get marketed like mad by the
same company) and look backward. Our industry is depending on people who look
forward with only what's needed about past performance as indicators, nothing
else. Improve incrementally prior to making the huge, sweeping changes like we
hear about so much and maybe, just maybe, you'll see about 3-4 months that the
big stuff is not so big after all because you were able to move the needle
consistently. Overnight success is a short-term facade over impending disaster.
Count on it.

2013 can be great for many, even
amongst the raising concerns about economic and other pressures. The best
always raise to the occasion, it's just that it needs to be done in newer ways
more consistently. And remember to make changes with anything that you do by
benchmarking and recording first because so many will pull the wool over your
eyes and scream "we did it for you!". We see it every day. There are
some great dealership partners out there. Remember that opportunity is missed
by most because it comes dressed in overalls. It's work and most of the time
it's slow.

So relish in the success you've had in
2012, you deserve it! At the same time try not to look back all that much. It
will take longer to catch up than you realize. The automotive world moves at
the speed of retail. That is the only truth. So stop slowing yourself down more
than needed.

The Difference Is One Letter…And What It Gets You Is Much More

Many times people ask me why IM@CS is not a training company, even though plenty of people call what we do by the "T" word. The response every single person receives, for the last five years – and emphatically – is that people despise being trained. People, more successful ones for sure, love learning. In short, we've never had a staff member at a client that ever deserved such a low pat of the attention span.

Education, however, is what people and businesses that want to succeed tune into. There are plenty of trainers to choke 17,000 new car franchises to death, and then some. There are so very few educators, especially in the digital space. That aren't beholden to vendors they recommend (read: if you take a fee from a client and a commission from a vendor, that's called a conflict of interest). That don't work at a store 40 hours a week (read: that's an employee, not a consultant). That learn from outside the industry (read: recirculating existing data, quotes, white papers and results from others is simply an affront).

Education, for the few that want it, is the only thing that moves our industry forward. "Getting back to the basics" and "blocking and tackling", while called for and part of daily operation especially when things drop through the cracks, is needed. However, you can't increase results from eCommerce, increase your SEO footprint, establish social media signals, improve your email lead response rate or conquest a new market or brand by "doing what has always worked".

This week brought a great opportunity to share what might be considered as more "digitally savvy" dealerships and vendors in a conversation with an industry colleague. He happens to be someone that I respect, having OEM, portal and agency experience including outside automotive. He asked, among other items, what we're most proud of that we were able to do with a now, more-successful client. My response was that he should ask them, not me…

You see, training is something you do everywhere for everybody that "needs it". Education is something that you provide with varying degrees of success, seeing the results later through your clients and only for those that absolutely want or will kill for it.

One thing I've always been passionate about in providing services to different business over the past twenty plus years is watching their growth. By providing turnkey services or an enterprise-wide platform, as needed as those services are, the baseline is so muted. That doesn't get me or the team of people I get to work with up in the morning. What does is making a difference through education and then supporting the education. Anyone call sell or buy a widget. And many will tell you their widget is better or drives better results. Bulls**t. The people using the widget to their best capability win. Remember who people buy cars from? The least educated one, right?

So what's the difference between training and education? Education is one letter longer. And likely the only thing keeping your dealership back from excellence…

Leave A Number, Maybe We’ll Call (And Other Customer Service Fables)

"I'll get right back to you". The biggest one we all hear, almost every day. As if the caring dried up as fast at the ink on your signature. Customer service has fluctuated as much as marketing dollars over the years, with the marketing dollars typically winning.

Simply put, while customer service is more important than ever for every website, marketing and CRM company, and "statistics" show more outbound calls than inbound calls, proactive support is just not what it should or could be. And with automotive retail moving at the speed it is, anything less than complete customer service is completely unacceptable. And commonplace.

The issues are more about mentality, approach and operation over that of scale, overhead and resources. Customer service is a mindset, not a skill set. One way to know what to expect is get things in writing. If you are signing a contract for deliverables (be it hardware, software, applications, etc.) you, as a business owner or operator, are entitled to a service level agreement. You can always demand things such as average resolution times, limit of billable hours for modifications, response time expectations and more.

Another oversight is the process of signing, through implementations, to operation. Too often, the business falls victim to a vendor's protocol, rather than the business being in the driver's seat. First have a single-point of contact. Next ensure that there is an understood "live" date that needs to be approved by both parties for billing to commence. Third, ensure support is in lock-step with both process and time requirements. More often than not, from cradle to grave you'll deal with more people than a presidential candidate will kiss to get into office.

Customer service is Kung Fu in a MMA world, a lost art. Businesses are counting on getting the type of attention and service that is deserved, especially based on claims of unparalleled practices. Number one, by the way, simply means in more stores. Not customer satisfaction. Not hours on phones. Not dedication to community. Maybe vendors should start being rated on outstanding/open tickets, measured on response times like businesses are for lead management and penalized for each time they nickle and dime their clients.

So leave your name and a number. Wait for the call back. More importantly, wait for the customer service you expect. Some day, your operation will be as important to your vendors as their is. Until then get what you deserve and nothing less.

Are You Waiting? Still? Well…..Goodbye!

This is officially the beginning of the end for many. December 27, 2011. There will be a moment over the next couple to handful of years in which you'll reflect back to this post (or others like it) and say "oh crap". Or it may be the longer rendition which usually sounds something like "Why did I allow me to get in my way over and over again? Why did I shut down and refuse to change, giving garbage excuses?"

As time went on from December 27, 2011 Acute Death by Delusional Digital Defiance, we'll call it ADDDD for short, you invested more and more in the comfort zone, allowing vendors to do with you money and brand what they wanted and would essentially squandering opportunities while you were convinced you were actually doing something. Your business was actually disappearing at the same time everything looked the same from your vantage point behind the desk or golf cart steering wheel.

And who could blame you? You read the ads in the trades and took advice from your 20 Group and absorbed the Powerpoint presentations. You wrote the checks. You took the training, however often that someone actually showed up and you attended the conferences. It never dawned on you that everything you relied so heavily on was the white elephant in the room. You took the easy way out instead of asking the tough questions and not believing the hype. Simply put you allowed yourself to fail.

Why did this happen? You didn't take the road less traveled when the paths diverged in the woods. As far as you knew, you believed it wasn't supposed to be about "hard work" anymore: you're senior management or, better yet, a business owner. Add to that the whole "Internet thing" was just too difficult to understand and should be handled by young kids and "people who text a lot and surf the web".

So wind it down now so you don't experience the slow, deliberate march of self-induced death. Ignore the articles from Joe Webb prodding the salespeople that you mistreat (http://bit.ly/rVN66B) and from HubSpot on Harvard Business Review about Google changes (http://bit.ly/ub6iOH) that your website company will not talk about, or some trends to capitalize on (http://bit.ly/rU9VAt) and what's going on with mobile (http://bit.ly/smRSOt) from Search Engine Watch. You've been reading all of these…right?

Nope…"too busy running a business". More like "too ignorant to run a business"

So while you idly wait for the inevitable why don't you ask:

Your website company why:

  1. your pages have the same names and metadata
  2. you don't have model and trim level landing pages
  3. you don't have separate tracking numbers
  4. you don't have original content on your pages (heard of Google Panda?)
  5. you don't have a truly optimized mobile presence
  6. you can't track conversions on Google Analytics or your PPC/SEM
  7. they don't truly offer eCommerce
  8. their proouction team doesn't talk with their marketing team (ie SEO to SEM)
  9. they lack in customer support
  10. they're not up to date on what's happening with Google and social

Your CRM company why:

  1. you can't track email opens, bounces, links, shares, etc.
  2. you can't change headers and footers dynamically
  3. they don't append and integrate for text/mobile delivery
  4. you are still on servers and not on the cloud
  5. they don't offer true mobility
  6. they can't make lead duplication management much easier
  7. data "siloing" still existst (lead based: service/sales/finance)
  8. they're not up to date on what's happening with Google and social

Your social media company why:

  1. they don't actually write content
  2. what they do publish is redundant and automated (ie "Caption this photo" of dogs or cats)
  3. they don't create engagement
  4. they sold you on 20+ "social media sites/platforms" when traffic comes from 4-8 of them
  5. they pitch and don't produce (and not actually active on the networks at all themselves)
  6. they are disconnected from the store
  7. they're not up to date on what's happening with Google and social

Waiting? You've been told your entire life that good things come to those that wait. Well, we're here to set the record straight. Only the leaders thrive. You can wing it today, sure. There will be "those" that still make it with no true effort. However, it is a false existence and leads to ADDDD.

The grim reaper is coming and his sickle has your business' name on it. Are you waiting? Still? Well…..Goodbye!

Google Plus Pages Allowing Dealers To Do More (Half-Baked)?

With innovation and technology comes missteps and half-hearted attempts to "do it". As more dealers encourage their staff, and many times vendors, to push into new technology, software and social networking, which should be commended, the volume of missteps and simple ignorance increases as well. It's simple: if you don't know how to do something, get assistance. Just winging it in today's market won't pay dividends nor register with the public when it counts.

Google Plus Pages Equals Unknown_SMALL

Google Plus Business Pages launched more than a week ago and searches with typical terms (Toyota, Honda, Ford, etc) on G+ turns up car dealerships using Google Plus profiles as businesses. Not pages, Google Plus profiles as in personal pages. This is absolutely the same lack of common sense and willingness to "ask for directions" that has thousands of retailers on Facebook personal profiles rather than the appropriate business pages.

No different than buying a CRM and not utilizing more than 40% of its capabilities or paying $699 a month for a website without SEO services, multi-million dollar establishments continue to fudge it and then wonder why things "don't work" or "provide revenue or ROI". It seems that the more technology and opportunities avail themselves, the faster car dealers are willing to say "we don't have any more budget", "we're not looking to go after every thing we can possibly buy" and the ever-popular "we already are doing a great job using what we use". So things go 'round like they always do: crap in, crap out.

The jury is in on your decision to half-ass things: you're wrong! The rule is go big or go home.

When sales, service and parts staffs are quick to Google the latest part that a customer brings up, right after they check ESPN highlights on their smart phones, why do things stop before the extra click to search for "setting up google plus business pages" and reading a quick particle or, better yet, watching a two-minute video that explains everything to properly establish their presence. Naw, it's better to wait until it's seemingly too late to make a change and your competition that you "beat" now has a more established foothold in the same technology, website or service. A local dealer, after offers of assistance fro multiple companies, apparently had to wait until their Facebook "friend" page had over 2,000 people on it before asking about making a business page. WHY??????????????????

We continue to be an industry filled with ignorance, denial, shortcuts, Band-Aids and excuses. ALL of the information is available if you're willing to ask the right questions and select the right employee, partner or vendor. Yes, there is a lot of misinformation but it's not impossible to weed through it. Recently, a top-OEM endorsed social media company executive informed an audience at one of the auto industry digital marketing events that deleting spam posts from Facebook pages was not possible but that they "scan and report" such occurrences. Yes, there is incorrect information out in the market from what should be reputable companies so always finding the right ways to do things can be a challenge.

So are the absolutely-essential, need-to-have Google Plus Business Pages allowing dealers (and other businesses) to do more, just in half-baked ways? Yes, sure enough. Just like everything else that is not known, understood, new and not managed. Until it is…..

Four Down, Seventeen Thousand To Go

The last four years have been a blur. Everything has been. From search to social. From template to script. From inbound to outbound. From high line to in line. From DMS to CRM. There have been times where the greatest part of building has simply been the lack of tearing down. It’s been work, even a pain, and it’s all been worth it.

The clients, the information, the partnerships, the alliances, the events, the suppliers, the sources, the reading, the sharing, the confusion, the mistakes, the opportunities, the defeats, the victories. One thing doesn’t stand out more than the other except the constant movement. Each day, all one thousand four hundred sixty of them, has started with an enthusiasm, a passion, a dream, a goal, a commitment, a push, a joy.

Yes, we've been eating the elephant a bite at a bite. One of the most gratifying parts is the tasty pieces. One of the most humbling parts is realizing what you’re doing while you’re in the moment. Our industry now moves at the speed of retail. Which means it moves at its ability to get out of its own way. Much too often there is a focus on moving ahead before there is even an understanding and acknowledgement of a desire to do so. Sometimes the hardest part of moving is the willingness to stop, look and listen.

Obstacles aren’t hurdles, they’re gut checks. They’re sometimes ways that remind us to adjust and sometimes they’re simply a deep breath before continuing on the path. Changing businesses is not a small undertaking. The level of trust required is awesome. Remember that success is measured by how long the changes last, not how fast you simply make change.

Right now is such an incredibly dynamic time. Better said, it’s likely the most dynamic ever. Yet businesses are being led down more paths than ever on guarantees that can’t be made, or measured, or tracked. If you do what we do and you do it more for a check than leaving a legacy, talk with yourself.

Four years later the work is harder, the goals are greater and results are sweeter. Every one of our clients deserves a heartfelt “Thank You” for making us work, keeping us honest and staying committed to their vision. Thank you to the clients that let us go too, as humbling as that is, because is made us think and become better.

And an important thank you to the entire industry. The good, the bad and the ugly. May we raise the determination to learn and change, ridding ourselves of old school mentality, waste and reluctance. Just because something worked for decades doesn’t make it right nor beneficial. Remember that at the end of the day we are all consumers. There a lots of “us” coming through the doors of dealerships. Let’s recognize and celebrate that. Let that fact evoke a stronger calling to improve. Every day.

The Dealership Environment: Inspired By Everything, Motivated By Nothing

Face it: You’re whipped. Which way is up? Which way is down? Is flat the new growth? Is the shiny object the new thing keeping you from the golf course of from your sales course? Fact: the dealership environment is as fragile and unsteady as it’s ever been. Yet there are more opportunities than ever.

Look around for a little while at any dealership and on the surface it looks functionally no different than it did just a few years ago. Dig a little bit and everything changes. But you already know this. You’re obviously more progressive or being informed by someone who is because you won’t find the sports score ticker or a reality show recap here. It’s all business. But is it new business?

With more advice than ever, including a massive dose of simply republished (or regurgitated) articles and data, and more tools than ever, including predominantly recreated, re-skinned and relicensed  products, it easy to get inspired by everything while ultimately motivated by nothing. So how do you stop the regression and inevitable redirection?

Have a plan. Plan your work. Work your plan.

More than ever, and especially with the speed of all things “new”, it is critical to write everything down, have a plan (including accountability for yourself), build support and see things through. Anything less is simply “blocking and tackling”, which is crap. Is this advice sage? Not at all!

In order to succeed you’re likely doing a number of the things listed above anyway. But are you doing it for everything, every day and do you have a plan of action? Can you get uncomfortable long enough to become perpetually motivated? Can you create the buy-in needed for at least a year? Two?

With the level of community support available, on DrivingSales for example, it’s easier than ever to get the motivation necessary. Remember, the platforms are for sharing and doing. DrivingSales and the other networks are some of the most underused resources! They are not supposed to be selling platforms. Simply reading and not sharing is akin to watching an accident unfold in front of you and not helping. Considering most dealerships are not the most positive environments around why, aside from the ego and time excuses, would you not go to where you can participate, learn, ask and excel?

While there are some great people sharing and answering questions, the purpose of the forums is to engage. The challenge ahead of us is not the economy (national or fuel) or the products. Our collective Achilles heel is not process or response times or the OEMs enforcing programs they don’t understand. Our greatest faults are relaxing, waiting for things to automatically happen for us and not participating. Not asking more questions and letting go of our egos. Not taking more responsibility for our staffs, interactions and brands. Being in the store but not being aware or active. Like most dealers in social media, we might be inspired but by not listening, involving and really trying, we are limiting our success. All of us.

1,000 people at the largest events for dealers, vendors and the OEMs? If those in attendance were just dealer staff, that would represent only 0.0005% of the retail industry. 50 people involved in a community with 50,000+ that touch the content? That’s a slightly better 0.001% involvement.

How can we motivate an industry? It’s not a CRM. It’s not going to happen with a DMS. And it’s surely not going to be spurred by a dealership website (have you actually looked at yours? Really?!) We must be motivated by what can move or change things for the better. We must be motivated by those things that last longer than 30 days. We must be motivated by how much more we can do. We must be motivated and then validate those that did the motivating, then motivate others.

Our industry does have more leaders than are presently obvious. It’s just not obvious. Not for now.

Businesses, already challenged, are going to be challenged more in the foreseeable future. Do you want to go into that future armed with only a pea shooter? Why not an arsenal? Why not a team? We are better than that. An industry that represents the largest part of our (shrinking) GDP deserves to be better, not lethargic!

Take the challenge and get a plan together with solid fundamentals and a road map. Let your inspiration without action turn into something greater.  What would happen if 2,000 people were active on communities? What if 3,000 showed up at the best events? We don’t know.

I Before We, With No Exception To D(ealers)

It's the end of the year and the heart of the holiday season, right in between being thankful for everything we have and swearing off more than half of it (mostly weight) for the coming year. It's the time of the year when a few minutes on the automotive networks and news sites gets the mind going. It's also right after last week's (first ever) rant….

So in spelling, it's i before e except after c. Makes sense. Well, it makes no more sense than if it had never been that way and we simply didn't make the rule. No different than putting I before we, especially for the D's. The I's are the loud talkers, advertisers and general blow hards. We…in case people forgot, are the industry. And alas, the D's. The D's are the dealers. Those are the ones that move the industry.

In the event that those that believe the real deals are: the ones doing all of the talking, the media, the OEMs and the old boys club…you're dead wrong. Not that more than an acceptable level of that goes on, it clearly does. But the writing on the wall is getting more clear by the day: the dealers, customers and (ahem) the banks/captives move our beloved industry. Just because an outside person can come in and put a deal together doesn't mean that anything….anything improved the dealership.

More and more dealers are waking up to the simple fact that they've been taken for a long drive on a short road for quite a while. And since the days of milk and honey have been over for a bit, it's more painful than most would care to admit.

So check out the majority of content on our favorite places to read. More #1 this and that's. More white papers. More new, unbelievable this and that's. More covers and articles blaring horns and sirens. OK, the numbers are up in 2010, thank goodness. Even if we're at 12M new units, that's not 17M. Not playing the downer here, lots of stuff is good, but realize that yelling about being the best at something does nothing for business at retail.

Heck, there should be more practicing of the preaching. Any company claiming they're the best, don't just back it up with 1-5% of the client base with quotes. Get the bottom percentage to do the same thing. Ask them to write testimonials without any favors, kickback or kudos of any type. And if you have three times the customers of your next competitor, you should have at least three times the reviews.

We need to move the industry at retail. We can't change the banks, so let's put our efforts where they matter most. Yelling about moving a dealer's Internet sales from 25 to 50 per month, when you didn't? Screaming that you can do the best job in the industry at whatever and your clients aren't the best in the industry? Promoting as best-in-class when the company's experts can't get on the phone for days to review the company's performance in what should be their core competency? Shame on us. How many things have become more important than the customer and how many things are in the way of simply delivering?

Let's make dealers better tomorrow. If a dealer is paying for a service, every 30 days should be better in some measurable form. It's not always units or profit. Sometimes, it's efficiency (which drives profit anyway) or education or communication or retention. Something that makes more sense than simply spending more. Let's put the dealers first. Before the next award bought. Before the next accolade spun.

I before we, with no exception to D is the wrong approach. Pass on the awards, the half-baked "third party" certifications, the advertisements (please!), the 'unbiased' networks, the bling and the paid glorification. Let's get more DEALERS on the cover of Newsweek, not CONSULTANTS on the cover of….

Things That Pissed Us Off In 2010 (Yes, They Pissed You Off, Too!)

We know it, you know it, they know it. Almost everyone knows it. Because if everyone knew it we wouldn't have ben put through it. But we were, you were and they were. Disclaimers: These are not in order of importance. Many companies are being called out, not all. This is a singular perspective.

So here it goes:

1. Automotive marketing overall: Sucked, still sucks, will likely continue to suck.
2. Dealership websites: 1995 called and wants its sites back. Give us a break and some new suppliers!
3. OEMs that don't publish new inventory: Get over it. customers leaving your brand are.
4. Automotive trainers that re-branded as web consultants: A new suit can't cover 1982 style.
5. Reputation management companies: Fudge is brown. So is bull%^&*. Fake customers? Envelope stuffers? Hooters girls? Please leave…
6. Motivational speakers that re-branded as automotive trainers: See line 4.
7. Social media companies: Charging dealers $3,000-5,000 plus per month? Larceny is still a crime.
8. DMS companies: Still make clients sign in blood for 15 year old technology, for 15 years? Nice. FAIL.
9. Website company dashboards: No, use this thing called Google Analytics. Quit fudging numbers. Block dealers' and your IPs for starters!
10. Inventory marketing portals: The luster is long gone. Run or acquire some companies for revenue!
11. Sales reps: Stop selling and start helping. Don't know much so you can't help? Sell elsewhere.
12. Ad agencies (Tier 1): Quit the facade. Traditional doesn't sell. Experiential does. Learn to like social. Get help.
13. Ad agencies (Tier 3): Quit lying to yourselves and your clients…You don't get digital. Get help.
14. CRM companies: If you don't do that, say you don't do that. Otherwise add it for free. Pariahs.
15. Website companies using Flash: 2003 called and wants their websites back. It's called HTML or PHP.
16. Facebook Personal Profiles: Businesses, we've been yelling. Set up pages. Not "friend" profiles!!
17, Social media companies: Setting up APIs and RSS feeds from OEMs is not social. It's plagiarizing.
18. Social media companies: Setting up inventory feeds as posts? If that's social, I'm tall, rich and hot.
19. Traditional media/ad networks still selling to dealers "old school". Shame on you (and your bosses).

Dealers, you're not in the clear either:

1. Hiring any service, including social, as a "pay for it and leave it" service? No such thing. Period!
2. Hiring any company because you "liked the rep when they were at ________ before". Failure…
3. Not taking the time to get educated on new aspects of your business? Hand the keys back to the OEM
4. "Trying" new things?! Sample spoons are for ice cream. Business is for big boys and girls. Just Do It!
5. Cutting your nose to spite your face? Chances are you're too lean. Hire the right people, not resumes.
6. Leaving everything up to the factory (especially some luxury brands). Wake up! It's your business!
7. Believing the you can turn your store's reputation over to an outside company?!?! I've got a bridge…
8. Not flinching on a new $4,000+ service to a company you're already cutting a $15k check to? Dumb.
9. Spending $3,000 on a 3-day conference 3+ times when you can get a month for that?! And get more!!!
10. Spending any money on your business and not taking ownership of the new spend. Why, why, why?
11. Paying any amount of ad money to traditional media and it's not integrated and tracked?! Foolish.

New-age definitions when you don't understand the spend:

CPM: Can't Provide Much
CRM: Can't Remember Much
ILM: Incredibly Lousy Marketing
CSI: Coached Senseless Investment
SSI: Serving Senseless Initiatives
I/O: Incredibly overpriced
OEM: Overlord, Empire, Master
PDI: Petty detailed injustices
Social: Someone outside control incompetently and loosely
IMS: Inventory Means Something
DMS: Decades-old Money-draining (or Mediocre-Moduled) Systems

We could go down the path a long way but here's the simple version of the message: quit doing things old ways, with old thought processes, with old beliefs, with old defenses, with old intentions, with old management. If you want to run a dealership the old way, get stuck in 1964, 1974, 1984, 1994 or 2004. If you want to thrive in this and the coming markets, wake up to the reality that business will not be the same. Even if we sell 17 million new cars again, it'll never be the same.

Some may be able to, by all appearances, just skim along on the surface, mesmerized by everything going on around them and still put up the numbers. For most of the businessmen and businesswomen in the retail part of our industry, it's a deep dive kind of time. Your success depends on you and how you build your business's presence, results, growth and more. Less than 5% of your colleagues are engaged, firing on all cylinders and moving forward in today's market.

There are a lot of things that pissed us off in 2010. And we may never do a post like this again. But somebody needed to do it. This might motivate some, light a fire in others and have some in stitches. No matter what, it's time for moving some more metal. There's not too many ways to do that today.
